Why I Wrote the Playbook
I kept seeing the same failure: more customer data, less customer understanding.
As companies scaled, the customer’s reality scattered across Support, Success, Services, Product, Engineering, telemetry, incidents, surveys, and renewal conversations. Each function could see part of the truth, but no one consistently held the complete evidence or the obligation to act on it.
AI made it possible to listen across that scale. It did not automatically create understanding, good judgment, ownership, or change. Those had to be designed into the operating model.
The Playbook is the system I wanted leadership teams to have: a practical way to reconnect signals, preserve context, decide what matters, assign ownership, and verify that the company improved the customer outcome.
The opportunity is not to automate the distance between company and customer. It is to close it.

The Operating Perspective
Customer Experience AI is an operating discipline—not a technology deployment.
AI can summarize interactions, classify demand, detect sentiment, recommend answers, and automate work. Those capabilities matter, but they do not determine whether the company learns anything.
The transformation happens when customer evidence retains enough context to explain what the customer was trying to accomplish, where the workflow became difficult, why the condition recurs, who owns changing it, and how the outcome will be verified.
That is the work I focus on: connecting Customers, Support, Success, Product, Engineering, Data, Security, and executive leadership around evidence, ownership, responsible human-AI decisions, and measurable results.
AI should help the company hear every customer again.

Listen before automating
Automation applied before understanding can make the wrong work cheaper and faster.
Preserve customer context
A theme without the customer, product, workflow, interaction, and outcome context is rarely actionable.
Insight needs ownership
A dashboard without a decision, accountable owner, corrective action, and follow-through is reporting.
Verify the outcome
The work is not complete until the company can show that effort, recurrence, risk, delay, cost, adoption, or customer value improved.
